Service Cloud by Salesforce is a cloud-based tool for handling customer service and support. It is one of the most widely used Salesforce CRM products. Its main purpose is to help businesses of any size manage support requests through phone, email, chat, messaging, and self-service portals.1
The cases, the knowledge articles, the service levels, and each customer's history sit in one place, right next to the sales and marketing records of the same customer. Furthermore, AI has become a large part of Service Cloud in recent years. Service Cloud now drafts replies, recommends the right knowledge article, and summarizes a case for the rep, while its AI agents answer customers directly and hand the conversation to a person when the request needs one.1,4

What is Service Cloud in Salesforce?
Service Cloud is Salesforce’s customer service application. It provides a single place for service teams to receive, route, track, and resolve customer requests from any channel. Many people refer to it as Salesforce Service Cloud.
Please note that you may also see it as Agentforce Service, the name Salesforce used from Dreamforce 2025 until it returned to Service Cloud at Dreamforce 2026.5 The product underneath is the same.
Service Cloud arrives with most of the tools a service team needs, but not as a finished service desk. The queues, the priorities, and the service levels are set up around each team's process, usually by a consulting partner. How Service Cloud fits into Salesforce CRM
Service Cloud is one part of Salesforce, not a separate system connected to it. It uses the same account and contact records as Sales Cloud, and in most companies, both run in one org.4 As such, the rep answering a complaint can also see the open deal and the support contract. Simply put, a help desk knows the ticket, whereas Service Cloud knows the customer behind it.
Salesforce also sells solutions that extend it, such as Contact Center, Field Service and Operations, and HR Service.1 As of September 2026, Service Cloud is sold in five editions, each priced per user:
- Starter Suite and Pro Suite, which combine sales, service, and marketing tools
- Core, Advanced, and Max, built for service teams

How Does Salesforce Service Cloud Work?
Service Cloud works around one record, the case. Every request becomes a case and moves through the same steps, whatever the channel.4
Below is how a typical case moves through it:
- Capture: The request arrives by email, web form, chat, messaging app, or phone and becomes a case on the customer's record.
- Routing: Omni-Channel routing sends it to the rep with the right skills and free capacity, not to a shared inbox.
- Service Levels: If the customer has an entitlement, milestones start counting down to the first response and the resolution.
- Working the Case: The rep sees the customer's history, past cases, and suggested articles on one Service Console screen.
- Escalation: Escalation rules move a case close to missing its deadline to a supervisor.
- Resolution: The rep closes the case, and a useful answer is saved as a knowledge article for reuse.
- Measurement: Reports and dashboards show the backlog, the missed deadlines, and customer satisfaction by queue.
It is worth noting that Service Cloud follows the team's rules. If nobody has defined an urgent case, the routing cannot define it either.
Key Features of Salesforce Service Cloud
Below are the key features that most service teams use every day:
- Case Management: Every request is stored as a case with its status, priority, owner, and full history.
- Omni-Channel Routing: One routing engine for cases, chats, messages, and calls, based on skills, priority, and each rep's capacity.
- Service Console: A single workspace for the case, the customer's history, and the conversation, with swarming in Slack for the hard cases.1
- Knowledge Management: A central library of articles that reps use in the console, customers read in the help center, and AI agents answer from.
- Entitlements and Milestones: The support each customer is entitled to, with deadlines and warning actions before a service level is missed.
- Digital Channels and Service Cloud Voice: Email, web forms, messaging apps, enhanced Chat, and phone calls with live transcripts in the console. Enhanced Chat replaced the legacy Chat, which Salesforce retired in February 2026.6
- Self-Service Help Center: A help center where customers search the knowledge base and log cases without calling.
- Service Analytics: Reports, dashboards, and Command Center for Service, which shows live conversations and handoffs between reps and AI agents.1
- Workforce Management: Demand forecasting, capacity planning, and shift scheduling that cover AI agents as well as reps, included in the Max edition.1,5
Service Cloud and AI
AI in Service Cloud works on both sides of the conversation:
- For the Rep: Service Replies drafts answers from the case and the knowledge base, Article Recommendations suggests the right article, and Service Rep Assistant gives a step-by-step plan.1
- For the Customer: Agentforce agents answer customers on their own. Casey, Salesforce's ready-made service agent (formerly Help Agent), is generally available and works on channels such as voice.5 Custom agents are built in Agentforce Builder, earlier called Agent Builder.7
When an agent reaches a policy limit, it hands over to a person with the full context, or sends an approval request to a rep through Omni-Channel.5
Please note that an agent follows the process and the data it is given. That's why the process comes first, the data second, and the agent last, with one narrow job to start.

One thing to note is that the license alone delivers none of these; the routing rules, the knowledge base, and the service levels do.
Service Cloud vs. Other Salesforce Clouds
Service Cloud is often confused with three other Salesforce products, because all of them work on the same customer record.
- Service Cloud vs. Sales Cloud: Sales Cloud manages leads, opportunities, and forecasts before the sale, whereas Service Cloud manages cases, knowledge, and service levels after it.4
- Service Cloud vs. Experience Cloud: Service Cloud includes a self-service help center. Experience Cloud builds fuller portals and communities for customers and partners, with Service Cloud supplying the cases and the knowledge behind them.
- Service Cloud vs. Field Service: Field Service extends Service Cloud to technicians on site, with scheduling and a mobile app.4 In most cases, a case that needs a visit becomes a work order.
As such, the choice is about the jobs each team needs done.

- Retail and E-Commerce Support: Order, delivery, and return questions arrive on every channel, and priority routing keeps the queues moving in peak season.
- B2B Technical Support: Software and equipment makers track support contracts and response deadlines through entitlements.
- Financial Services: Banks, insurers, and trading firms keep a full history of every client request for audits and complaints.
- Self-Service and Case Deflection: Repeat questions, such as order status, move to the help center and AI agents.
- Field and After-Sales Service: Manufacturers and utilities turn a case into a technician visit through Field Service.
